We Want AI’s Efficiency Without Making The Brand Feel Cold

Lately I can’t get through a week without someone asking how to bring AI into their marketing. And the worry underneath is always the same: “I want the efficiency, but I don’t want the brand to feel colder for it.”

I get it. I’ve had the same knot in my stomach.

But here’s where people get stuck. Ask whether consumers actually welcome AI or quietly distrust it, and the surveys seem to answer in opposite directions.

Get that reading wrong and you sink budget into the wrong thing. So let’s line up four studies — BCG, Capgemini, Gartner, and Edelman — and settle the judgment call before spending a cent.

As A Tool People Use Themselves, AI Is Already Welcome

Start with the warm side. BCG’s survey of over 9,000 people across 9 countries found that more than 60% trust generative AI (GenAI) results, and its pull on the buying journey ranks near the top. Among daily users, it climbs all the way to the single most influential factor.

Capgemini points the same way. Across 12 countries and 12,000 people, 71% want GenAI woven into the shopping experience, and 58% would swap part of their old search habit for GenAI.

Read only this far and you’d swear the lesson is “the more AI you show, the more they like you.”

But When The Brand Speaks Through AI, People Tense Up

Now the cold side. Gartner asked 1,539 Americans and found 50% prefer brands that don’t use GenAI in consumer-facing content. On top of that, 61% frequently doubt the reliability of everyday information, and 68% doubt whether the content in front of them is even real. Suspicion isn’t a mood here — it’s the default setting.

Edelman’s 2026 Trust Barometer (28 countries, roughly 34,000 people) lands in the same place: US trust in AI sits at just 32%, and GenAI platforms show up among the top things that damaged trust. What’s doing the damage is how people receive the when it’s obviously coming from a machine.

So “useful” and “trustworthy” aren’t sitting on the same ruler. A tool can be handy and a brand’s machine-made words can still feel hollow.

It’s Not A Contradiction. It’s About Who’s Driving.

Here’s the thing that dissolves the paradox: these four studies aren’t looking at the same object. BCG and Capgemini measure the AI a consumer picks up and drives. Gartner and Edelman measure the AI a brand puts out front. Who’s holding the wheel changes the whole feeling, and that’s completely normal.

The other piece is the — the space between what people say and what they do. Edelman found that people who’ve actually used AI trust it more, which means experience can still move the needle. The wariness isn’t a locked door.

So the honest read isn’t “don’t use AI.” It’s “don’t get the where wrong.”

Conclusion: Run AI Backstage, Put A Human On The Marquee

Consumers are starting to trust AI as a handy tool. But the moment a brand looks like it’s handed the wheel to a machine, a different kind of distrust shows up. Which means the real question was never “AI or no AI” — it’s a design problem about which touchpoint shows what.

So here’s the line I’d draw first. Let AI do the backstage work — the sorting, the search, the comparison, the summarizing — where it buys you real efficiency. But on the parts that carry the brand’s word — the promise, the apology, the quality guarantee — keep a named human and human language out front. Decide that split before you roll anything out, and you get to keep the efficiency without spending down the trust.
